What is ACD (Automatic Call Distribution)?in VoIP and business telephony

1. Automatic Call Distribution is the routing engine in a phone system that decides which agent or team receives each incoming call. It applies rules you set – skill, availability, queue position, time of day – instead of ringing everyone at once, and it holds callers in a queue when nobody is free.

2. ACD is the part that queues and distributes. IVR is the part that asks the caller what they want. Vendors sell them together, so the two names get used as if they were one product.

How a call gets routed

A call arrives on a number, the platform matches it to a queue, and the queue applies a distribution rule to whichever agents are logged in and available. Everything after that is a variation on the same three steps.

Skills based
Agents are tagged with what they can handle and the call goes to a matching tag. A billing query reaches the accounts group, a fault reaches support. Needs agent profiles to be kept current or it degrades into random routing.
Round robin
Calls are handed out in turn so the load spreads evenly. Common on sales teams where every call is worth the same and fairness matters more than fit.
Longest idle
The call goes to whoever has been off the phone longest. Keeps utilisation even without needing skill tags.
Priority
Certain callers jump the queue, identified by their number, their account tier or the IVR option they chose.
Time of day
Routing changes by clock and calendar. After hours, public holidays and lunch cover are queue rules, not separate systems.

When no agent matches, the caller waits. Queue behaviour is the part buyers forget to specify: hold announcements, position in queue, estimated wait, an option to leave the queue for a callback, and what happens when the queue exceeds its limit.

ACD is not the same as a ring group

Entry level plans often list ACD when what is included is a hunt group: a list of extensions rung in order or all at once. That works for a four person office and falls apart the moment calls have to wait.

The practical test at quoting stage is one question: can a caller wait in a queue and hear their position. If not, it is a ring group with an ACD label on the price list.

What it means for a South African buyer

Most Cloud PBX plans sold here include ring groups as standard and put genuine queueing, skills based routing and supervisor tooling on a call centre tier. That step up is where the licence cost changes, so decide which side of the line you are on before comparing prices.

The measure to hold a queue against is service level, conventionally expressed as 80/20: eighty percent of calls answered within twenty seconds. It is an industry convention rather than a legal standard, but it is the number nearly every platform reports against, so it makes quotes comparable. Agent numbers behind that target are worked out with Erlang C, which is why doubling call volume does not double the headcount you need.

Every provider running a hosted ACD for you is providing an electronic communications service and needs an ECS licence from ICASA. Ask for the licence number. It costs nothing to check and it separates operators from resellers of somebody else’s platform.

Ask before you sign

Ask whether queue statistics are live or reported the next day, and how long the platform keeps them. A wallboard you cannot query historically is decoration, not management information.

Ask what happens when the queue overflows and when the office is closed. Overflow to voicemail, to a mobile, to another queue or to an answering service is a configuration decision, and the default is usually the one that suits the platform rather than your callers.
