Call centre KPIs worth measuring – and how to move each one
The ten metrics that tell you how a call centre is really performing: what each one means, the exact formula, the target range worth aiming for, and the practical lever that moves it. Skip the vanity numbers and track what changes a decision.
Which call centre KPIs should you measure, and what are good targets?
Track ten core metrics across three jobs: access (service level, average speed of answer, abandonment), efficiency (average handle time, occupancy, adherence), and outcome (first contact resolution, QA score, CSAT, NPS). Sensible targets are 80% of calls answered in 20 seconds, abandonment under 5%, occupancy of 75–85%, and first contact resolution around 70% (80%+ is world-class). Pick the five to seven that move your customer outcomes and act on them weekly.
The ten KPIs that actually describe a call centre
There are dozens of things you can measure. These ten cover the ground that matters, and they sort neatly into three jobs a call centre has to do: get the caller to an agent, run the floor efficiently, and leave the customer sorted.
How the metrics connect
Access: can callers reach you?
Service level is the headline access number: the share of calls answered within a set time. Average speed of answer (ASA) is the average wait before an agent picks up. Call abandonment rate is the share of callers who give up before reaching anyone. Together they tell you whether your queue is a bottleneck, and they move on the same lever: staffing against the peak, not the daily average.
Efficiency: are you running the floor well?
Average handle time (AHT) is how long an agent spends on a call plus its wrap-up work. Occupancy is the share of logged-in time agents spend actually handling contacts rather than waiting. Schedule adherence is how closely agents stick to their planned shifts and breaks. These three keep cost and coverage honest, but they are inputs, not goals. Push any of them too hard and quality drops.
Outcome: did the customer leave sorted?
First contact resolution (FCR) is the share of issues solved in a single interaction, no call-back or transfer. QA score is your internal scorecard of how well agents handled the call. CSAT captures satisfaction with a specific interaction; NPS captures longer-term loyalty. These are the numbers customers actually feel, and every other metric on the list exists to move them.

How to actually move each number
A target you cannot influence is just pressure. Here is the practical lever behind each KPI, grouped the same way as the metrics themselves.
Lift service level and cut abandonment
Both are staffing-and-flow problems. Forecast demand by half-hour and schedule agents to the peak rather than the daily average, because the half-hour when everyone phones at once is where the queue overflows. Offer a call-back instead of a hold, route simple queries to self-service, and flatten the IVR so callers reach a person in two or three choices. If abandonment spikes at a predictable time each day, that is a rostering gap, not a caller problem.
Bring down speed of answer without burning agents
ASA falls when more of the right agents are available at the right moment. Skills-based routing gets the caller to someone who can help first time, which frees capacity across the floor. Watch ASA and occupancy together: if you cut wait times by running agents at 90%+ occupancy, you are borrowing against burnout and attrition, and it comes back as sick days and errors.
Manage handle time and occupancy as a balance, not a race
Shorten AHT by fixing the causes of long calls, not by rushing agents: better knowledge-base search, screen-pop so the agent starts with the caller’s history, and cleaner after-call work. Hold occupancy in the 75–85% band. Above that, quality and morale slide; well below it, you are overstaffed. Adherence improves with realistic schedules and clear break discipline, not surveillance.
Raise first contact resolution, QA and satisfaction together
These move as a set. FCR climbs when agents have authority, a searchable knowledge base, and the context to solve an issue in one call. A QA scorecard that rewards connection and resolution, not just script compliance, coaches agents toward the behaviours that lift CSAT. Close the loop on feedback: a low CSAT verbatim that triggers a coaching moment is worth more than a dashboard nobody reads. FCR is the single strongest driver of satisfaction, so if you improve one outcome metric first, make it that one.
Setting up KPI tracking in four weeks
You do not need a reporting overhaul. Four focused weeks take you from scattered numbers to a cadence that changes decisions.
Baseline. Pull the last 90 days for all ten metrics from your platform. You cannot set a realistic target until you know where you actually stand.
Choose five to seven. Keep one or two from each group – access, efficiency, outcome – and retire the rest to a monthly review. Fewer, acted-on metrics beat a crowded wallboard.
Build one dashboard. Put the chosen metrics on a single real-time view every agent and team leader can see. Set a target next to each so the number has meaning.
Make it a habit. Run a short weekly review that turns one metric into one action – a coaching focus, a roster change, a routing tweak – and track whether it moved.
