The temptation is always to start at the top – pick the agents, pick the IVR script, pick a flashy IP phone. In practice the layer that decides whether your call centre is any good is the bottom one. Voice over an unsteady connection turns every other choice into a compromise.

Headsets and phones: keep it simple

The hardware decision is smaller than vendor marketing suggests. Most modern SA call centres run softphones on laptops with a good wired headset.

Wired USB headsets win on reliability, battery-free operation and lower cost per seat. Pick the headset that fits how your agents actually work, not what the catalogue suggests. A 50-seat outbound team on a fixed desk doesn't need wireless. A supervisor floor does. Mix the spec, don't standardise on the most expensive option.

CCaaS software: what to look for

Modern SA call centre software is cloud-delivered as a subscription per agent. The question is which platform fits your team size, channels and CRM – not whether you should self-host.

Inbound features.IVR builder, queueing, skill-based routing, callback offer, call recording, supervisor live-listen. These are table stakes; check the UI is something a team lead can actually use.

Network: the layer that breaks everything else

Voice quality is unforgiving. A 20 ms latency increase or 30 ms of jitter is noticeable on every call.

Each concurrent call uses around 100 kbps (Opus or G.711 codec, plus overhead). A 20-seat call centre at full tilt needs ~2 Mbps of voice capacity plus data overhead for the agents' CRM and softphone – small in absolute terms but it has to be reliable, low-jitter and prioritised.
